Coverage area 06

Knowledge, Content & Customer Experience

Coverage of the output layer that faces customers: content production, knowledge management, support deflection, and CX automation. Volume is trivially easy to automate here, which is exactly why every metric in this area is paired with an outcome measure.

The standing research question

What does automated volume do to the outcome the content or support function was actually hired to produce?

Sample Data

Three figures from this area's dataset, in the form they publish in.

6.8x Content output per head after AI-assisted production
1.2x Median change in content-attributed pipeline over the same period
34% Support deflection rate that holds after CSAT is controlled for
Sample data

Illustrative sample — these figures show the structure of the dataset and the form a published finding takes. They are not published findings. Sourced figures publish with the report, each carrying an openable source.

How to read these

Same shape as GTM: volume moved almost sevenfold and the outcome barely moved. The deflection figure is the honest version of a number the category usually publishes uncontrolled — headline deflection rates in vendor material routinely double when CSAT is left out.

What We Track

In the dataset
  • Content or ticket volume per head, always paired with an outcome measure
  • Deflection rate, and whether CSAT is controlled for in the reported figure
  • Knowledge base freshness and grounding practice
  • Content and support roles not backfilled
  • Escalation path quality — what happens when automation fails
Coverage boundary

In scope

  • Content production and editorial workflow tooling
  • Knowledge base, search, and retrieval systems
  • Support deflection and CX automation, including agent handoff
  • Output per content or support head, paired with an outcome

Not covered

  • Advertising creative production
  • Consumer chatbot novelty deployments with no support function behind them

Adoption Depth Rubric — 0 to 5

The Leverage Index scores automation and agent adoption depth at 25% of the composite, applied as a 0–5 rubric to each coverage area and then averaged. This is that rubric for this area. A capability scores above 2 only if it is in production, used at least weekly, and displacing or avoiding a named role — not piloted, not licensed-and-idle. See the full inputs and weighting →

Scoring levels — Knowledge, Content & Customer Experience
0 Ad hoc

Content and support answers are written from scratch each time.

1 Templated

Reusable templates and macros. Knowledge lives in people.

2 Assisted

Drafting and response assistance in routine use. Volume is up.

3 Retrieval-grounded

Output is grounded in a maintained knowledge base, not in a model's memory.

4 Deflecting with quality held

Automated resolution at scale with CSAT and escalation instrumented. A role was not backfilled.

5 Outcome-managed

The function is managed on the outcome — pipeline, retention, resolution — not on volume.

C.A.S.E. in This Area

The same four-stage method runs in all six coverage areas. Here is what each stage actually does in this one.

C Collection
Agent-run · analyst-directed

Published content cadence, help-center and knowledge-base change detection, support tooling stack detection, vendor claim pages, and content and support job postings.

A Analysis
Agent-sourced · human-validated

Any deflection or output figure without a paired quality measure is treated as an unverified claim. Where CSAT is disclosed, we recompute the deflection rate controlled for it and publish both numbers.

S Synthesis
Human-originated · agent-reinforced

The content and CX leverage benchmark, and the volume-versus-outcome note across both functions.

E Explanation
Human judgment · delivered live

Advisory on where automated volume is safe, where it is actively costly, and what to instrument before scaling either.

Sample Insights

Findings in the form we publish them: each one carries a confidence level, and the ones the evidence does not yet support are labeled open rather than quietly dropped.

Findings — Knowledge, Content & Customer Experience
High confidence

Retrieval-grounded output outperforms ungrounded generation on every quality measure we collect. Grounding, not model choice, is the variable that separates outcomes.

High confidence, uncomfortable

Content volume and content-attributed pipeline have decoupled. More published work is not producing more result, and the gap is widening.

Medium confidence

Deflection gains are durable only where the escalation path improved at the same time. Where it did not, deflection reverses within two quarters as customers learn to route around it.
